Neuhausen. Mercedes trimmt die weltweite Verkaufsorganisation auf die Eroberung von Fremdkunden und setzt dabei auf den Multikanalvertrieb. "Wenn wir unsere Ziele bis 2020 erreichen wollen, müssen wir viele Kunden von anderen Marken gewinnen. Dazu müssen wir die Kunden auf viele verschiedenen Arten ansprechen", sagte Mercedes-Vertriebschef Joachim Schmidt bei der Vorstellung der Marketing- und Vertriebsstrategie "Mercedes-Benz 2020 - Best Customer Experience".
Kern des neuen Ansatzes ist es, dass sich die Marke beim Marketing, dem Verkaufsanbahnungsprozess, dem Verkauf selbst sowie in der Nutzungsphase (Aftersales) stärker auf die Wünsche der Kunden einstellt. "Mit dem One-Size-Fits-All-Ansatz kommt man nicht weiter", so Schmidt. Künftig will der Stuttgarter Autohersteller unter anderem in den Online-Vertrieb von Neufahrzeugen einsteigen, die Zahl der innerstädtischen Showrooms mit dem neuen Konzept "Mercedes-Benz Connection" ausbauen und mobile Verkaufsberater einsetzen. "Die Mercedes-Niederlassungen und unser Handel bleiben das Rückgrat unserer Vertriebsorganisation", betont Andrea Finkbeiner-Müller, Leiterin Händlernetzentwicklung und Kundenzufriedenheit.Mercedes will bis 2020 bei Absatzvolumen und Rendite wieder die Nummer Eins der Premiumhersteller sein. Dazu ist es notwendig, die bayerischen Konkurrenten BMW und Audi zu überholen. In diesem Jahr wollen die Stuttgarter mehr als 1,4 Millionen Fahrzeuge verkaufen. Die Profitabilität dürfte aber zurückgehen. Im vergangenen Jahr hat die Pkw-Sparte eine Marge von 7,1 Prozent ausgewiesen. BMW setzte 1,8 Millionen Fahrzeuge der Marke BMW, Mini und Rolls-Royce ab. Die Marge lag bei 10,9 Prozent. Audi verkaufte 1,45 Millionen Pkw, die Rendite betrug 11,7 Prozent.Mercedes trimmt Vertriebsorganisation auf Eroberung
In welche Richtung Mercedes fahren will, zeigt beispielhaft die Marketing- und Vertriebskampagne für die A-Klasse. Dabei gelang es den Stuttgartern, mehr als die Hälfte der Käufer von fremden Marken zu erobern. Der Altersdurchschnitt sank um rund zehn Jahre. "Wir müssen den Spagat hinbekommen zwischen der Eroberung neuer Kunden und der Loyalitätserhaltung unserer traditionellen Kunden", betont Andreas von Wallfeld, Leiter der Begegnungskommunikation. Während das Marketing und die Kundenansprache für die Traditionalisten eher konservativ bleibt, spielen bei jungen Kunden neue Medien und andere Formate eine größere Rolle.
Zum Jahresende will Mercedes erstmals den Internet-Verkauf von vorkonfigurierten Neufahrzeugen anbieten. Pilotprojekte sind die Niederlassungen Hamburg und Warschau in Polen: Sie starten zum Jahresende mit dem Online-Verkaufsshop "Mercedes-Benz Online Connection". Dazu gehört auch ein Leasing- und Finanzierungsangebot. Die Auslieferung und der Service des online bestellten Fahrzeugs erfolgt immer über den regionalen Händler oder die Niederlassung in der Nähe des Kundenwohnorts. Nach der Testphase sollen alle Betriebe diesen digitalisierten Verkaufskanal anbieten können.Ein weiterer Baustein in der Strategie sind temporäre Markenauftritte und Präsentationen in völlig verschiedenen Umgebungen: Aktuell präsentiert sich Mercedes mit einem mobilen Pop-up-store in Form eines Seecontainers auf verschiedenen Hamburger Stadtteilfesten. In Warschau gibt es für drei Monate einen Pavillion in einem Park. "Wir wollen aktiv in die Erlebniswelten der Kunden gehen", so Finkbeiner-Müller.Positive Erfahrungen sammelt Mercedes seit rund zwei Jahren in Tokio und Osaka: Seit der Eröffnung im Juni 2011 in der japanischen Hauptstadt haben rund eine Million Menschen den "Mercedes-Benz Connection"-Shop besucht." Drei Viertel davon waren Frauen, die selbst sagten, sie wären von sich aus nie auf die Idee gekommen, einen Showroom von Mercedes zu besuchen", so die Managerin. In dem neuen innerstädtischen Format sollen Events, Gastronomie und ähnliches die Besucher anlocken. Daraus resultierende Verkäufe weisen eine Eroberungsquote von fast 70 Prozent aus. Bis 2020 will Mercedes die Zahl solcher Shops mehr als verdoppeln - von derzeit weltweit rund 20.
Auch das Vertriebspersonal soll stärker auf die Vorlieben der Kunden eingehen. Ein Beispiel dafür ist der mobile Vertriebsberater, der den Kunden auf Wunsch direkt in seinem Lebens- oder Arbeitsumfeld besucht, flexibel Probefahrten organisiert und das Fahrzeug dort übergibt, wo es gewünscht wird. Derzeit testet Mercedes diesen Vertriebsansatz in Polen.Der Anspruch den Kunden abzuholen, findet sich auch im Aftersales wieder. Unter der Bezeichnung "MyService" bietet Mercedes in fünf Ländern vier Service-Optionen an: Bei "Lite" erhält der Kunde die zeitwertgerechte Repartur zu einem vernünftigen Preis. "Vor allem für die Zweit- und Drittbesitzer hatten wir bisher überhaupt kein spezifisches Angebot", betont Christoph Hartung, Leiter Kundenmanagement. Bei der zweiten Option "Lounge" wartet der Kunde bis das Fahrzeug fertig ist vor Ort, bei "Drive" erhält er einen Ersatzwagen und bei "Collect" wird das Fahrzeug abgeholt und zurückgebracht. Ist die Startphase erfolgreich, sollen zusätzliche Optionen dazukommen und das Angebot an zusätzlichen Standorten angeboten werden.Zusätzlich zu den genannten Vertriebsansätzen baut Mercedes die Digitalisierung der Kundeninformationen und Services über den gesamten Kundenkontaktprozess aus. Dazu gehören 3D-Konfiguratoren, über die man sich von unterwegs, zuhause oder im Showroom ein Fahrzeug zusammenstellen kann. Die Konfiguration wird unter einem Code abgespeichert, der beim Händler wieder aufgerufen werden kann. Bis 2016 will Mercedes in Westeuropa eine personalisierte Online-Plattform aufbauen, die mit allen Geräten bedient werden kann und die den zentralen Zugang zur Marke bilden soll. Künftig kann man über diesen Kanal online einen Werkstatttermin buchen, einen Mietwagen reservieren oder Fahrzeugfunktionen wie die Heizung voreinstellen. Solche maßgeschneiderten Servicefunktionen sollen mit der neuen Generation des Navigations- und Infotainmentsystems in der neuen C-Klasse ausgebaut werden. Die C-Klasse kommt 2014 auf den Markt.
"So vielfältig wie die persönlichen Vorlieben der Kunden sind auch die Wege zu Mercedes-Benz. Unter anderem gestalten wir daher den Kontakt zur Marke vor allem für neue, moderne Zielgruppen noch attraktiver. Dazu gehört, dass wir sie durch innovative, differenzierte Vertriebsformate stärker auch direkt in ihrem persönlichen Umfeld ansprechen. Gleichzeitig setzen wir bei allen Kundenkontakten gezielt auf digitale Elemente. Hierfür bieten wir unserem Händlernetz schnell umsetzbare Lösungen", so Schmidt.
